AI & Contact Center Glossary
AI is changing how contact centers hire, train, coach, and develop their people. It is also creating a lot of new terminology. This glossary provides simple, practical definitions for the AI, training, quality, workforce performance, and contact center terms you are most likely to encounter.

A
Agentic AI
AI systems designed to take actions and complete multi-step tasks with a degree of autonomy, rather than simply responding to individual prompts.
AI Agent
Software powered by artificial intelligence that can interpret information, make decisions, and take actions toward a defined goal.
AI Coaching
The use of artificial intelligence to provide feedback, recommendations, or practice intended to improve an employee’s skills or performance.
AI Role-Play
An AI-generated conversation used to practice a particular interaction or scenario. AI role-play can be useful for practice, but by itself does not necessarily connect practice to actual employee performance.
AI Simulation
A realistic, AI-powered environment that allows someone to safely practice conversations, workflows, systems, or decisions before performing them in a live situation.
AI Simulation Training
A continuous approach to workforce development that uses AI-powered simulations to help employees practice real work, build proficiency, address performance gaps, and improve over time.
AHT — Average Handle Time
The average amount of time an agent spends handling a customer interaction, typically including talk time, hold time, and after-call work.
Auto QA — Automated Quality Assurance
Technology that automatically evaluates customer interactions against defined quality standards, behaviors, or performance criteria.
B
BPO — Business Process Outsourcer
A company that performs business functions on behalf of another organization. In the contact center industry, BPOs often operate customer service, sales, technical support, or other customer-facing programs.
C
CCaaS — Contact Center as a Service
Cloud-based software used to manage customer interactions across channels such as voice, chat, email, SMS, and social media.
Coaching
Guidance intended to improve an employee’s skills, behaviors, or performance. Coaching may be delivered by managers, trainers, automated systems, or a combination of approaches.
Contact Center
An operation responsible for managing customer interactions across one or more
communication channels, including voice, chat, email, messaging, and social media.
Continuous Coaching
An approach that uses ongoing performance signals to identify development needs, deliver targeted practice or coaching, and measure improvement over time.
Conversational AI
AI technology that enables computers to understand, generate, and respond to human language through voice or text.
CSAT — Customer Satisfaction
A measurement of how satisfied customers are with an interaction, service, product, or company.
D
Dynamic Syms
SymTrain practice experiences that adapt in real time based on how the learner responds.Unlike a scripted interaction with one predetermined path, Dynamic Syms allow learners to practice listening, judgment, objection handling, edge cases, and other situations where there may not be a single “right” response.
F
Foundation Model
A large AI model trained on broad amounts of data that can be adapted to many different tasks, such as generating text, interpreting language, reasoning, or creating content.
Fine-Tuning
The process of further training an existing AI model using specialized data to improve its performance for a particular task, industry, or use case.
G
Generative AI
Artificial intelligence capable of producing new content, including text, images, audio, software code, and simulated conversations.
GuidedSyms
Structured SymTrain practice experiences designed for process, knowledge, foundational skills, and situations where learners need to practice a defined workflow or approach.
H
Hallucination
When an AI system produces information that sounds plausible but is incorrect, unsupported, or fabricated.
K
KMS — Knowledge Management System
Software used to organize, manage, and distribute information employees need to perform their jobs, such as policies, procedures, product information, and troubleshooting guidance.
L
LLM — Large Language Model
An AI model trained on very large amounts of language data that can understand and generate human-like text.
LMS — Learning Management System
Software used to deliver, administer, and track training programs and learning content. An LMS is typically focused on what someone learned or completed. Simulation training adds the ability to practice applying that knowledge under realistic conditions.
LXP — Learning Experience Platform
A learning system designed to provide more personalized or user-driven learning experiences than a traditional LMS.
N
NLP — Natural Language Processing
A field of artificial intelligence focused on helping computers understand, interpret, and generate human language.
NPS — Net Promoter Score
A customer experience metric based on how likely customers are to recommend a company, product, or service.
P
Performance Signal
Information indicating how an employee is performing or where improvement may be needed. Performance signals can come from QA scores, conversation intelligence, KPIs, assessments, manager observations, customer interactions, or other performance systems.
Practice
The repeated application of knowledge, skills, behaviors, or workflows in a safe environment before or between real-world interactions. SymTrain’s point of view is simple: training prepares people for a moment. Performance improves through practice over time.
Proficiency
The point at which an employee can perform the required job skills and workflows at an acceptable level of quality and independence.
Q
QA — Quality Assurance
The process of evaluating customer interactions to determine whether agents are meeting quality, compliance, process, and customer experience standards.
QA-to-Practice Loop
The process of taking a performance issue identified through QA and converting it into targeted practice designed to improve the underlying skill or behavior. Rather than stopping at “here is what went wrong,” the goal is to move from
measurement to practice to measurable improvement.
R
RAG — Retrieval-Augmented Generation
An AI technique that provides a language model with relevant information from external sources before it creates an answer. This can help an AI system respond using company-specific knowledge rather than relying only on what the model learned during training.
Real-Time Agent Assist
Technology that provides information, recommendations, prompts, or guidance to an agent while a live customer interaction is taking place.
S
Simulation Training
Practice that recreates realistic situations employees will encounter on the job so they can build skills and confidence before working with actual customers.
Speech-to-Text
Technology that converts spoken language into written text. It is often used for call transcription, conversation analytics, QA, and AI applications.
Sym
A Sym is a SymTrain simulation or practice experience.Syms give employees a safe place to practice real customer interactions, processes, behaviors, and systems before the interaction counts.
SymBuilder
SymTrain’s capability for turning real calls, policies, approved flows, and other operational material into practice quickly.
SymCurriculum
The orchestration layer that determines and assigns the appropriate practice based on factors such as role, performance, skill gaps, and changes in the business.
Synthetic Customer
An AI-generated customer persona or interaction partner used to simulate realistic customer conversations and behaviors.
T
TargetedSyms
Personalized SymTrain practice focused on a specific skill, behavior, knowledge area, or performance gap identified for an individual agent.
Text-to-Speech
Technology that converts written text into synthetic spoken audio.
Time to Proficiency
The amount of time it takes for an employee to demonstrate that they can perform their job effectively, rather than simply complete required training.
W
WFM — Workforce Management
Software and processes used to forecast staffing requirements, build schedules, manage adherence, and optimize contact center workforce capacity.
Workforce Performance Management
The systems, processes, and metrics organizations use to evaluate and improve employee performance.
Workforce Readiness
The degree to which employees are prepared to perform their jobs effectively under actual working conditions.
