Cutting Onboarding Time While Lifting QA and CSAT for a Public Transit Fare-Card Program

INDUSTRY
Business Process Outsourcing
CHALLENGE
The onboarding process usually took about 8 weeks. The BPO needed to safely reduce this timeline while ensuring that KPIs were not compromised for a customer-facing contactless fare-card program.
RESULTS
SymTrain facilitated a 2-week reduction in the time it took for agents to become proficient, while also enhancing the client’s top KPIs: Quality Assurance (QA) and Customer Satisfaction (CSAT).

A global business process outsourcing (BPO) provider of technology, AI, and business services, helping organizations transform with confidence, partnered with SymTrain to support one of its most prominent client programs: a public transit agency in North America whose contactless fare-card system falls under provincial government jurisdiction, and which carries correspondingly strict onboarding and quality standards.
The Challenge
The BPO faced challenges that were looking to improve by implementing SymTrain:
- Regulatory Training Timelines: Since the program operates under provincial government jurisdiction, standard onboarding ran around 8 weeks, leaving little room to compress ramp time without a more targeted approach.
- Isolating KPIs: The program tracks several KPIs, but consistently strong QA and CSAT performance on every call was the client’s top priority, given the customer-facing nature of a public fare-payment system.
- Aligning Training to Reality: The team needed simulations built around the inquiries agents actually fielded instead of generic scenarios: registration, card inquiry and activation, authentication, and fraud-caller prevention,
The Solution
Working directly with the client’s learning and development (L&D) leadership, SymTrain and the BPO’s training team built a dedicated simulation library mapped to the program’s most common contact drivers rather than generic content. Already fluent in building simulations independently, the BPO’s team ran focused working sessions to develop 29 unique simulations covering registration, card inquiry and activation, authentication, and fraud-caller prevention, each drawn from the questions customers actually asked.
That targeted library, paired with continuous coaching, let the program launch in about 6 weeks rather than the roughly 8-week timeline typical for this jurisdiction, a 2-week reduction in speed to proficiency without trading away quality.
The Results
Speed to Proficiency
Training duration: 8 weeks → 6 weeks (2-week reduction)

Takeaways
Building a simulation library around the program’s most common call drivers let the BPO compress onboarding by two weeks without sacrificing performance. The client’s L&D leader reported positive feedback on the launch from both their side and learners. The BPO and SymTrain are now planning two additional client programs for launch later this year, alongside a broader pipeline of new programs under discussion across the account’s other geographies.
